These days, companies do not receive nearly enough constructive criticism, that is feedback, to make informed, customer service based decisions. If they did, American companies would not be currently losing $90B a year due to bad customer service. That number, globally, is $4T.
The processes companies currently use to ask their customers for feedback generate little to no results. When was the last time you, as a customer, received such bad customer service that you were willing to either hold on to that long receipt for one item in order to go through the antiquated and menial process of inputting that long validation code in order to complete a survey and hope the results of it were seen by somebody in management that actually makes and wants to make quality decisions... or were willing to endure the grueling, demeaning process of contacting customer service by phone or in person to complain?
Only 1 in 26 customers has it in them to do so. If you weren't a lost customer before you began the complaint process, most likely you will be after enduring it.
As a consumer, for you to want to give feedback; to make sure you hold onto that receipt no matter what, to want to endure being on hold for thirty minutes to an hour or more (FootLocker, Best Buy, Delta Airlines), to want to wait 45 minutes to talk to HR (Macy's), to want to go through the business friendly way of collecting feedback, you must have a strong emotional attachment to the purchase. To go through the process, you must be in a deep, emotionally reactive state. Most people do not get there after a positive experience which is why most companies do not want to deal with customers that are at that level. Of course, this leaves you feeling unvalued.
This is a big reason why the ratings industry is as big as it is. It does not require the user of the ratings platform to be in as deep of an emotional state to get results. It is more proactive, more catered to the emotional spectrum of the collective consumer base, more consumer friendly.
One of the problems with the ratings industry is that on most ratings sites, at least 30% of the ratings are fake. With many ratings companies, ratings can be added and/or deleted by paying a fee.
Now, while only 1 in 26 consumers complain, 90% of consumers who receive bad customer service 3 times will never patronize that business again and will tell 15 people they know about it.
Due to the lack of a consumer and business friendly platform for the exchange of information from customer to business, businesses receive a lot of hard to decipher, low quality feedback and not enough structured, high quality feedback.
The problem that arises is the lack of the flow of valuable communication. This lack leads to what most consumers clearly see yet most companies deny, which is the lack of accountability within the customer service industry. That $90B lost per year was $75B in 2018 and $3B in 2012.
For all the ways companies currently collect feedback, from using third party survey companies like Medallia and apps such as Swagbucks and SurveyMonkey to ratings behemoths like Google and Yelp, none adequately address both issues.
Consider this statistic, 80% of companies believe they provide exceptional service while only 8% of consumers believe that to be true.
